IBM Telecommunications Ireland

Vodafone Ireland

Customer Service Automation

Vodafone Ireland needed to modernize its TOBi virtual assistant because an older assistant deployment could no longer meet containment goals or take advantage of the newer generative-AI, NLU, and self-learning capabilities available in the latest platform.

3x faster for creating new conversational journeys
80% reduction in misunderstood customer utterances despite reduced NLU training data
Up to 20% jump in containment rates in certain areas
resolution rate of the assistant was stuck at 35%

Solution

Vodafone Ireland worked with IBM Technology Expert Labs to redeploy its TOBi virtual assistant on the latest IBM watsonx Assistant release. The modernization introduced generative-AI features that use retrieval-augmented generation against Vodafone content so the assistant can provide grounded, conversational answers instead of relying only on legacy dialog design. The new platform also includes a transformer-based natural-language-understanding engine that classifies requests with less training effort, plus self-learning algorithms that improve routing and response quality from prior interactions. During the migration, Vodafone comprehensively rebuilt TOBi's conversational journeys and adjusted its surrounding application infrastructure so the assistant could exploit the upgraded NLU and RAG stack. The result is a more maintainable customer-service architecture that lets teams create new journeys faster while improving containment and reducing misunderstood utterances.

Data flow

Customer messages enter TOBi, watsonx Assistant retrieves grounded content from Vodafone sources with RAG, its NLU model classifies the request and routes the conversation, and the self-learning mechanisms use prior interactions to improve future responses and journey handling.

How scores are calculated

Customer Reference Value measures usefulness as a customer reference. Evidence Confidence measures the quality and traceability of available evidence, not independent verification.

Customer reference value100/100
  • Problem clarity20/20
Measures whether the customer's operational problem is specific enough to compare.
  • Implementation depth25/25
Rewards named components, data flow, integrations, and architecture detail.
  • Outcome specificity20/20
Measures whether the reported benefit is concrete rather than a generic claim.
  • Quantified impact25/25
    4 metrics describe measurable impact.
  • Deployment scale10/10
Rewards evidence of a live or scaled deployment and meaningful integration scope.
Evidence confidence89%
  • Source authority20/25
The main evidence is an official vendor-published customer story.
  • Claim traceability21/25
10 of 12 key fields link to a named source.
