Customer Service Automation · IT Operations Automation

monday.com needed a reliable way to validate autonomous service agents before release because small prompt or tool-call changes could cascade into incorrect outcomes across IT, HR, and legal workflows.

20 sanitized IT tickets in the published benchmark
8.7x faster evaluation feedback loops (from 162 seconds to 18 seconds)
Comprehensive feedback over hundreds of examples in minutes

Reported impact

Business outcome

monday.com shortened the evaluation loop for customer-facing agents, increased test coverage to hundreds of examples in minutes, and added real-time production observability so AI quality regressions are caught before users see them.

Solution

monday.com embedded evaluation into monday Service from the start instead of treating it as a final QA step. Its AI service workforce runs as a customizable LangGraph-based ReAct agent that uses company knowledge-base articles and tools to resolve service requests. For offline testing, the team built datasets of sanitized IT tickets and ran deterministic runtime, schema, persistence, and tool-sanity checks alongside OpenEvals, AgentEvals, and LangSmith quality evaluators through the LangSmith Vitest integration, which logs every CI run as an experiment. In production, LangSmith Multi-Turn Evaluator scores complete conversation threads after custom inactivity windows, while TypeScript-based judges are deployed through a GitOps-style CLI that syncs prompts, reconciles rules, and prunes stale evaluations from the platform.

Data flow

Sanitized ticket examples and production conversations flow through the LangGraph-based service agent, offline suites run in Vitest and log traces to LangSmith, and online threads are later scored by Multi-Turn Evaluator before prompts and rules are redeployed from TypeScript definitions through CI/CD.

Solution architecture

6 components · 3 layers
  1. Serving
    • monday Service Provides the enterprise service management platform where the AI workflows are delivered.
    • AI service workforce Acts as the customizable set of role-based agents that handle service tickets for different departments.
  2. Orchestration
    • LangGraph Runs the ReAct-style agent and coordinates reasoning steps, tools, and conversation state.
  3. Governance
    • LangSmith Captures experiments, traces, online monitoring, and deployment targets for the evaluation stack.
    • LangSmith Vitest integration Turns CI test runs into LangSmith experiments and datasets for offline regression testing.
    • Multi-Turn Evaluator Scores complete production conversations for user satisfaction, tone, and resolution.

Architecture clues

  • A custom yarn eval deploy command keeps LangSmith prompts and evaluation rules synchronized with the repository.
  • Parallel test files and concurrent LLM evaluations are combined to keep feedback loops short.
  • Production evaluation uses custom inactivity windows and sampling rates.
  • The first offline suite used ~30 sanitized resolved IT tickets from the internal help desk.

Scoring methodology

How scores are calculated

Customer Reference Value measures usefulness as a customer reference. Evidence Confidence measures the quality and traceability of available evidence, not independent verification.

Customer reference value90/100
  • Problem clarity20/20
Measures whether the customer's operational problem is specific enough to compare.
  • Implementation depth25/25
Rewards named components, data flow, integrations, and architecture detail.
  • Outcome specificity20/20
Measures whether the reported benefit is concrete rather than a generic claim.
  • Quantified impact15/25
    1 metric describe measurable impact.
  • Deployment scale10/10
Rewards evidence of a live or scaled deployment and meaningful integration scope.
Evidence confidence99%
  • Source authority25/25
The deployment is described by the adopting organization or a government source.
  • Claim traceability25/25
12 of 12 key fields link to a named source.
  • Direct evidence20/20
    5 direct source quotes retained.
  • Date provenance10/10
The publication date comes from the source page or publisher.
  • Source transparency9/10
3 source references document publisher, URL, authority, retrieval, and supported fields.
  • Implementation specificity10/10
Rewards source-backed components, data flow, quantified impact, and a specific outcome.
