Iron Mountain

Customer Service Automation · Enterprise Knowledge Search

Iron Mountain's support agents had to swivel between apps and manually search the knowledge base to answer cases, which increased backlog, slowed order handling, and limited the value of large amounts of customer data.

Solution

Iron Mountain uses Einstein AI inside Service Cloud and the Einstein 1 platform to turn case handling from a manual search-and-response workflow into an AI-assisted service operation. Instead of asking Live Chat agents to gather history and draft every response themselves, Einstein generates case replies from prior cases and the knowledge base, then lets the agent review or lightly edit the response before sending it. The same AI layer automatically creates new knowledge articles from resolved cases, generates work summaries from conversation history, and recommends relevant articles to agents so support improvements compound over time instead of depending on manual documentation. Behind the scenes, MuleSoft helps provide a unified customer view so AI-generated content stays grounded in the right account context, making it possible to reduce repeat calls, lower abandonment, and keep support quality high as case volume grows.

Data flow

Customer chats and case details are worked in Service Cloud, Einstein uses prior cases and the knowledge base to draft replies and summaries, new knowledge is generated from completed cases, and MuleSoft-connected context helps ground the response in the correct customer and order history.

Scoring methodology

How scores are calculated

Customer Reference Value measures usefulness as a customer reference. Evidence Confidence measures the quality and traceability of available evidence, not independent verification.

Customer reference value100/100
  • Problem clarity20/20
Measures whether the customer's operational problem is specific enough to compare.
  • Implementation depth25/25
Rewards named components, data flow, integrations, and architecture detail.
  • Outcome specificity20/20
Measures whether the reported benefit is concrete rather than a generic claim.
  • Quantified impact25/25
    4 metrics describe measurable impact.
  • Deployment scale10/10
Rewards evidence of a live or scaled deployment and meaningful integration scope.
Evidence confidence89%
  • Source authority20/25
The main evidence is an official vendor-published customer story.
  • Claim traceability21/25
10 of 12 key fields link to a named source.
  • Direct evidence20/20
    4 direct source quotes retained.
  • Date provenance10/10
The publication date comes from the source page or publisher.
  • Source transparency8/10
1 source reference document publisher, URL, authority, retrieval, and supported fields.
  • Implementation specificity10/10
Rewards source-backed components, data flow, quantified impact, and a specific outcome.
