Solution

BBVA built an in-house generative AI workflow to measure customer experience from operational interactions instead of relying only on surveys. The system ingests transcripts from phone calls and chats handled through the My Conversations channel in Spain, large call volumes between customers and remote relationship managers in Mexico, daily Net Promoter Score (NPS) survey comments, complaint signals, and interaction data from the website and mobile app. Generative AI models classify why customers make contact, categorize free-text feedback, identify dissatisfaction drivers, and connect abandoned mobile-app transactions with later support contacts to expose friction in digital journeys. BBVA serves the results back to teams as AI-generated customer-experience metrics, continuous product and service improvement insights, automatically generated pre-call summaries for relationship managers, and scaled compliance verification for certain investment transactions in Mexico.

Data flow

BBVA feeds call transcripts, chat interactions from My Conversations, NPS survey comments, complaint information, and website and mobile-app behavior into generative AI analysis. The models classify contact reasons, detect dissatisfaction drivers, and link abandoned mobile-app transactions to later support contacts. BBVA then delivers the resulting insights as customer-experience metrics, compliance checks, and pre-conversation summaries for relationship managers.

Solution architecture

5 components · 2 layers
  1. Ingest
    • My Conversations Provides Spain-based conversation data between customers and relationship managers for AI analysis of contact reasons.
    • Net Promoter Score (NPS) surveys Supplies daily customer comments that AI categorizes and combines with digital-channel data to find dissatisfaction drivers.
    • mobile app Provides customer journey and abandoned-transaction signals and hosts relationship-manager interactions that are tied back to support activity.
    • website Contributes digital interaction data used with complaints and conversations to build broader customer-experience metrics.
  2. Compute
    • generative AI Analyzes conversations and survey comments, identifies pain points, generates customer summaries, and scales compliance review of selected interactions.

Architecture clues

  • Combines conversation analysis with complaints, website interactions, and mobile-app signals to create AI-generated customer-experience metrics.
  • Mexico deployment analyzes more than 220,000 monthly calls between customers and remote relationship managers plus approximately 4,000 monthly calls from business customers to customer service centers.
  • Operates in compliance with applicable data protection regulations.
  • Processes selected conversations in Spain across phone calls and chats between customers and relationship managers through the bank's app.
  • Provides automatically generated summaries to relationship managers ahead of customer conversations.

How scores are calculated

Customer Reference Value measures usefulness as a customer reference. Evidence Confidence measures the quality and traceability of available evidence, not independent verification.

Customer reference value90/100
  • Problem clarity20/20
Measures whether the customer's operational problem is specific enough to compare.
  • Implementation depth25/25
Rewards named components, data flow, integrations, and architecture detail.
  • Outcome specificity20/20
Measures whether the reported benefit is concrete rather than a generic claim.
  • Quantified impact15/25
    1 metric describe measurable impact.
  • Deployment scale10/10
Rewards evidence of a live or scaled deployment and meaningful integration scope.
