Customer Service Automation · Enterprise Knowledge Search

Cohesity needed to reduce friction in enterprise support by replacing manual forms, portal navigation, and low-context case intake that slowed diagnosis and increased customer effort during business-critical incidents.

Solution

Cohesity built its NextGen Support Portal as an in-house, production-grade agentic AI support system for enterprise customers. The portal serves as the conversational front end where users describe issues in plain language instead of filling rigid forms. Inside that experience, a guided AI troubleshooting engine handles interactive diagnosis by asking clarifying questions, refining understanding, and leading customers through structured resolution steps. A retrieval augmented generation (RAG) engine indexes Cohesity’s knowledge base, product documentation, and historical case data so the system can generate contextually accurate, real-time responses grounded in support content. An agentic workflow layer then orchestrates multi-step actions such as interpreting problems, searching for relevant solutions, presenting options, confirming intent, and automatically creating support cases with populated priority, subject, description, tags, triage context, and suggested next steps for engineers.

Data flow

Customers enter a problem in the NextGen Support Portal in plain language. The guided AI troubleshooting engine engages the user, while the RAG engine retrieves context from the knowledge base, product documentation, and historical case data to generate answers. The agentic layer then guides resolution or, if escalation is needed, creates a support case pre-populated with conversation context, triage details, and suggested next steps for support engineers.

Scoring methodology

How scores are calculated

Customer Reference Value measures usefulness as a customer reference. Evidence Confidence measures the quality and traceability of available evidence, not independent verification.

Customer reference value86/100
  • Problem clarity20/20
Measures whether the customer's operational problem is specific enough to compare.
  • Implementation depth25/25
Rewards named components, data flow, integrations, and architecture detail.
  • Outcome specificity16/20
Measures whether the reported benefit is concrete rather than a generic claim.
  • Quantified impact15/25
    1 metric describe measurable impact.
  • Deployment scale10/10
Rewards evidence of a live or scaled deployment and meaningful integration scope.
Evidence confidence92%
  • Source authority25/25
The deployment is described by the adopting organization or a government source.
  • Claim traceability21/25
10 of 12 key fields link to a named source.
  • Direct evidence20/20
    6 direct source quotes retained.
  • Date provenance8/10
The publication date comes from publisher-controlled metadata.
  • Source transparency8/10
1 source reference document publisher, URL, authority, retrieval, and supported fields.
  • Implementation specificity10/10
Rewards source-backed components, data flow, quantified impact, and a specific outcome.
